One example of this type of analysis was when I directed a customer-journey analysis project that included the integration of click-stream, session-level, and behavioral data to provide a complete picture of how users moved through the journey from discovery through evaluation to conversion. Instead of using only traditional funnel-based analyses to measure progression from one step of the journey to the next, I used transition path analysis, repeat behavior analysis, and dwell pattern analysis to differentiate between actual abandonment of the journey due to dissatisfaction with the experience versus hesitation due to uncertainty or lack of confidence in the choice being made. The priorities for implementing the improvements were determined based on the potential impact on improving the customer's experience and business results. We also conducted controlled experiments to validate the effectiveness of the improvements. After implementation, we continued to monitor the downstream journey's health to ensure that the experience improvements we implemented addressed the underlying issues (the root cause) as opposed to simply addressing the observed symptoms (the surface level). This method of analyzing and optimizing the customer journey ensures that the journey optimizations are customer-centric, evidence-based, and scalable.
In e-commerce settings, the ratios are from non-product pages to product pages to the checkout page to actual purchases. A similar logic you can also use for non-e-commerce pages. The logic is always landing page to offer page to checkout to purchase page. These three ratios show very clearly where, in the customer journey, the biggest issue happens. For one client, we use a general conversion rate and the offer conversion rate in the reporting to make the pattern more clear. The reason being that it isn't relevant how much landing page or home page traffic the client gets but how many people actually see the real product to make the purchase decision. In another example for one travel client who always had a low CVR, we really focused on cutting out traffic sources that didn't lead to the product page visits, which, in a first step, increased the conversion rate a lot and saved money on irrelevant traffic. The second step was to really improve the customer journey from the product page to checkout. We identified that the biggest issue was the discrepancy between price and availability on certain dates. We changed the UI and the way to find the best days to travel, which improved the product-to-checkout rate. Overall, if you improve one of the ratios from the beginning to the end of the customer journey, you'll see an improvement for the customer and conversion rate.

Your measurement framework starts with a curated list of events, then ruthless pruning down to 6 milestones maximum. Typical milestones include: first visit, first intent, first point of conversion, conversion, activation, and repeat. Each milestone should have a median time to convert, a drop rate, and a dollar value associated with your average order value or lead value ($250 per lead, $120 per purchase). That dollar value converts "users got stuck" into "we lost $18k last week on step 3". Teams move mountains when you tie the pain to dollars and time. Your debates will stay grounded too, because the numbers are easy, and the funnel is short.
I view data as a customer journey map in that there are links between various stopovers on the journey either to create potential or set you back further. Once we align tracking to be universal across channels, we can map the journey of all direct interactions with the customer journey so that it starts with the first interaction and ends with the completed conversion and not just disconnects at each individual click. After we identify the different stages of the customer journey, we can begin analyzing what they are doing at each stage by answering two questions at each stage of the journey; Where are people dropping off? What predictive signals keep people engaged? An example of this, is a brand we worked with who had high traffic and high email signups but had a significant drop off from product view to product add to cart. The business analytics indicated slow mobile site load times and poor engagement on key pages of the product details. We optimized load times, clarified product information, and added easy to see social proof. After implementing these optimizations to their mobile site, their product adds to cart rates increased and subsequently so did their total product sale conversions.
